Beautiful property, disappointing service recovery and management response

“We genuinely like Carmel Valley Ranch, which is what makes this review disappointing. We stayed here previously over Christmas when we only had Discoverist status and enjoyed the resort enough to return. This time, we came back on a regular weekday as Globalists and expected the experience, particularly the recognition of elite benefits, to be more seamless. Unfortunately, it was the opposite. We had already booked a Ranch Suite ourselves. At check-in, no complimentary upgrade was proactively discussed. We had to ask, and what followed was roughly 20 minutes of back-and-forth. We asked about a Vineyard Suite and were told they were sold out, which we completely understood. An Estate Suite, however, was available. We were initially quoted approximately $300 to upgrade. The front desk then discussed the price among themselves for about five minutes in front of us before coming back and saying that, because we were Globalists, they could offer it for $100. No one explained how either price was determined or whether $100 was an established Globalist rate. It felt more like negotiating an upsell than receiving a clear explanation of our benefits. The property’s VIP Manager later acknowledged in writing that they “weren’t able to get [us] a complimentary upgrade.” The Globalist welcome drink vouchers were also missed. They were not provided at check-in or before dinner. We only received them after dinner, after we had already complained about the arrival experience, so we effectively missed the opportunity to use them when they would have been useful. The next day, the messaging around late checkout was equally inconsistent. The VIP Manager wrote that their “typical Globalist late check-out time is 2pm.” The Managing Director later told us, in writing, that “The Globalist late check out time here is 1pm.” Even more strangely, the VIP Manager told us that she was willing to ask the next guests assigned to our room to “wait until 4pm to check-in” in order to accommodate our 3pm departure. The day before, we ourselves had been told that waiting until 4pm for an upgraded room was completely normal. Four p.m. is also the hotel’s stated check-in time. The Managing Director ultimately acknowledged in writing: “We certainly botched your arrival experience.” He also acknowledged that “the failure to get you the welcome drink we offer was a miss” and that the hotel needed to be more transparent in communicating options. I appreciated that acknowledgment. What was more disappointing was the follow-up. When I explained that several issues still had not really been resolved, his response included: “I’m ashamed to have to mention that we gifted you 2 bottles of wine and some snacks as an attempt to apologize for our shortcomings.” I would have completely accepted a straightforward answer that the hotel did not intend to offer any further service recovery. What I found unnecessary was the tone, which made raising unresolved concerns feel as though we were being ungrateful for amenities that had already been offered to apologize for earlier problems. The resort itself is beautiful, and aside from these interactions, we still enjoyed many aspects of Carmel Valley Ranch. That is exactly why this was so frustrating. We returned because we liked the property, but the handling of our Globalist experience—and particularly the management response afterward—significantly reduced our enthusiasm about coming back. The biggest issue was not any single upgrade or benefit. It was the lack of consistency, transparency, and proactive recognition throughout the stay.”

“Food is mediocre. Rooms could be cleaned better. The property is beautiful. They triple charged me for the stay and I had to call twice to remedy this.”

“Terrible place for a couple. Maybe ok with kids but very expensive. Marketed as luxury but falls short by a wide margin. Room titled a vineyard view but only saw a sliver of the vineyard. Not much privacy and no desire to use the outdoor tub, seemed useless. Property is very big and the shuttle to get around is sometimes quiet, sometimes overrun with drunk parents and rude children. Truly not a good experience. Priced similarly to the Auberge but felt more like a 3 star hotel at best.”
